What skills separate a strong technical specialist?
- Structured troubleshooting: forming a hypothesis, testing it and narrowing down the cause
- Comfort with technical tools such as browser developer tools, logs, API clients like Postman, and admin consoles
- Precise writing: steps another person can follow exactly
- Patience with non-technical users, without talking down to them
- Curiosity about how the product works, beyond the help article
How do you assess technical candidates?
| Task | What it reveals |
|---|---|
| Troubleshoot a broken setup from a description | Diagnostic thinking |
| Write a bug report from a messy customer email | Clarity and completeness |
| Explain a technical cause to a non-technical user | Communication and empathy |
| Find an answer in unfamiliar documentation | Learning speed |
How should specialists be trained on your product?
- Start with how customers use the product, then how it works underneath
- Give access to a test environment where they can break things safely
- Pair them with your engineers or senior support staff for the first escalations
- Build a library of solved cases with the diagnosis path, not just the answer
- Add new topics gradually, and confirm accuracy before each one is fully handed over

What does a useful escalation look like?
Every escalation should let an engineer start work without asking a question back: affected users and environment, exact steps to reproduce, expected and actual result, evidence such as screenshots, logs or request IDs, what was already ruled out, and the business impact. Track how often engineers send escalations back for more information; it is the clearest measure of specialist quality.
Which KPIs fit technical support?
- Time to first response and time to resolution, by priority
- First contact resolution on documented issues
- Escalation rate and escalation quality (returned for more information)
- Reopen rate
- CSAT and quality score from reviewed tickets
- SLA attainment where contractual targets exist
Where does AI help technical support?
AI tools can summarise long ticket histories, suggest relevant articles, draft replies and cluster similar issues. They speed up good specialists, but diagnosis, judgement about unusual cases and the decision to escalate stay with the person handling the ticket.
