Do you actually need 24/7 support?
Pull your contact volume by hour of day and day of week for the last three months. If customers contact you overnight and those contacts are urgent (a blocked account, a missed delivery, a payment failure, a game server outage), round-the-clock coverage protects revenue and reputation.
If overnight contacts are rare and can wait, extended hours plus a clear out-of-hours message and fast next-morning replies may be enough. Many companies start with extended hours and add full nights once volume justifies it.
How many people does continuous coverage take?
A week has 168 hours; one full-time employee covers roughly 40 of them, minus holidays, sick days, training and breaks. Covering a single seat around the clock therefore takes several people, and a queue that needs two or three agents at night takes more. The exact number depends on volume per hour, handling time and how quickly you need to answer.
Plan at least two people on every night shift, even when volume is low. It removes the single point of failure and lets one agent escalate or take a break without leaving the queue unattended.
How should shift handovers work?
- A written handover at every shift change: open escalations, known incidents, customers promised a callback
- Shared views in the helpdesk so the next shift can see what is waiting and why
- An overlap of 15–30 minutes where the outgoing and incoming leads talk
- One owner for every open escalation, named in the ticket, never 'the night team'

What happens when something breaks at 3 a.m.?
Agree an incident path before go-live. Agents need to know which events count as an incident, who to call on your side (an on-call engineer or manager), how quickly that person must respond, and what customers should be told while the issue is open.
Prepare holding messages for common incidents such as payment outages, login failures and delivery delays, so night agents can respond consistently without improvising.
How do you keep night-shift quality as high as day-shift quality?
- Score the same share of night conversations as day conversations, and compare results by shift
- Rotate team leads so nights are not permanently led by the least experienced people
- Schedule training and coaching inside night shifts, not only during office hours
- Track handling time and resolution by shift to spot problems early
How does time-zone overlap from Kosovo work?
Kosovo runs on Central European Time, so European business hours are normal daytime shifts. US East Coast mornings overlap with the European afternoon, and US evenings and nights are covered by late and overnight shifts scheduled for your account.
Public holidays in Kosovo do not have to mean gaps in your coverage: if your business operates on those days, staff are scheduled and the agreed holiday pricing applies.
What drives the cost of 24/7 support?
- The number of hours covered and how many agents each hour needs
- Night, weekend and holiday premiums agreed in the contract
- Languages required at night, which narrows the available talent pool
- Channel mix: phone needs live staffing, while email can be partly queued for the morning
- The leadership layer: team leads and quality reviewers on every shift
